I helped frame the opportunity, map the service, design supporting concepts and clarify where the customer experience and the operational model needed to improve together.

Context and challenge

Lending experiences often combine complex decision-making, documentation, risk considerations and multiple internal hand-offs. Customers need confidence and transparency, while organisations need control, consistency and efficient delivery.

The design challenge was to simplify the experience without understating the complexity of the service behind it.

My role

  • Worked across service framing, journey design and concept development.
  • Mapped the lending experience and key moments of uncertainty or friction.
  • Explored clearer propositions and pathways.
  • Connected the customer experience to operational and service-model considerations.

Strategic and service design response

Clarify the proposition

Customers need to understand what the service is, what it offers and what happens next. Clearer propositions helped reduce ambiguity early in the journey.

Reduce uncertainty through visibility

The work focused on clearer process communication, better expectations and more transparent service states so customers and teams had a more shared understanding of progress.

Connect the front door to the service behind it

The experience was designed in relation to the service model behind it, including information requirements, approvals, risk processes and hand-offs.
